Predictions framed around whole occupations are usually too coarse. A customer-support agent may classify a request, search policy, explain a decision, calm an angry customer, negotiate an exception, update a record, and notice a product defect in one conversation. Those tasks have different automation profiles.
The old customer-support flow
- A customer waits in a queue and explains the issue.
- An agent reads the account history and searches several knowledge pages.
- The agent writes a response, performs a standard action, and adds disposition notes.
- A supervisor reviews only escalated or sampled conversations.
- Product teams receive delayed summaries of recurring problems.
The emerging flow
A self-service assistant resolves clear requests using approved actions. An agent copilot summarises history, retrieves policy, proposes a response, and completes the record. Human agents receive ambiguous, emotional, high-value, or high-risk cases with more context. Quality systems evaluate a wider sample, and structured issue signals reach product teams sooner.
The job does not move from human to machine in one step. Queue triage, retrieval, drafting, and note-taking shift first. Empathy, exception authority, negotiation, and accountability remain concentrated with people.
A task can be automated, augmented, or retained
Automation means the system completes the task within defined boundaries. Augmentation means a person remains in the loop but works with machine assistance. Retained human work includes tasks where context is unavailable, consent matters, consequences are serious, or the organisation wants a named person to own the decision.
Why workflow analysis matters
Automating a draft does little if employees must still copy it across systems, verify every field, and repair frequent failures. The economic gain arrives when tools, permissions, data, review rules, and escalation paths form a dependable workflow. This is why adoption is as much an operating-design problem as a model-capability problem.
Our editorial estimate is that many occupations will contain fewer routine production tasks and more review, exception, relationship, and outcome-ownership tasks before their titles disappear.
